Thanks for the very well-written post. The concept of using a service portal seems like a good idea because it allows people to accomplish multiple tasks with little effort. I agree with you that educating them about the proper way to communicate requires first understanding their way of communication. This way, they will offer little or no resistance when you try to teach them to do things differently for the better.

Great post. Illustrating how a call center's system works allows employees to understand how they contribute to the company's growth and development. They also get a better sense of how technology, such as high quality video, helps to improve the company's inner workings.

"...communication technology investments aid in the retention of customers."

I agree; a lot of call center companies are often afraid to take risks such as purchasing, installing and maintaining various new electronics for call handling due to the costs involved. They should see this technology as an investment that pays for itself; the benefits offered by communication technology far outweighs the costs because it makes call handling efficient for agents, which translates to satisfied (and loyal) customers.

It always amazes me that in this day and age, there are still some people out there that don't believe that formal Project Management will increase productivity. As your title states, PM is now "required" for technology projects, and it's not a luxury anymore.

PS: Good luck with your PMP exam!
